Ten years ago, our CEO Joe Tawfik wrote a book called Experience My Brand, laying out a 30-stage methodology for building customer experience programs that survive contact with a budget cycle. That book is still the intellectual foundation of how Kinetic CX works. But the methodology itself has moved a long way since then, and most significantly, we have rebuilt it around AI, which changes what better than a generic CX consultancy actually means today.
A methodology that evolves, not a book on a shelf
A book is a snapshot. It captures the best thinking available at the moment it is written, then stops. Customer experience has not stood still in the decade since Experience My Brand was published: channels multiplied, customer expectations reset, and the data available about how customers actually behave went from scarce to overwhelming. A methodology that had not changed since then would be a liability, not an asset.
Ours has changed. The core discipline, Analyze, Design, Activate, Optimize, still holds, because the underlying logic of how organizations actually change is durable. What is different is everything underneath it: how we gather evidence, how fast we move from insight to action, and how much of the work is now continuous rather than a one-off engagement that goes stale the day the consultants leave.
Why most CX methodologies go stale
Traditional CX work, ours included a decade ago, relies on manual data collection, workshop-based insights, and periodic reviews that go out of date almost as soon as they are finished. It is resource-intensive and time-consuming, and it is inherently subject to human bias and assumption rather than being grounded in comprehensive, real-time customer data. Organizations invest weeks or months building journey maps that represent a single snapshot in time, only to find customer behavior has already moved on by the time implementation begins.
It also tends to be reactive by design: pain points and opportunities get identified only after they have already cost the business customers, revenue, or loyalty. And because it segments customers into broad demographic or behavioral groups rather than addressing individual needs, it struggles to personalize at any real scale.
The AI layer: what actually changed
The single biggest shift in our methodology is that it no longer runs on a snapshot. Our AI layer continuously ingests customer data from CRM systems, web analytics, social interactions, support tickets, Voice of Customer programs, and transactional data, then applies machine learning, natural language processing, sentiment analysis, and predictive analytics to it. Instead of documenting what customers did last quarter, the system understands why they behave the way they do and predicts what they will need next.
That turns a journey map from a static diagram into a living system that updates automatically as new customer insight emerges, transforming raw signal into actionable intelligence within minutes rather than months. In practice, this means an organization can identify a friction point in a digital onboarding flow, predict which customers are at risk of churning, and surface a retention strategy before the problem escalates, rather than discovering it three months later in a satisfaction survey.

The discipline from Experience My Brand still organizes how we run engagements. What has changed is what each stage now runs on.
1. Analyze
Where this used to mean a point-in-time audit built on workshops and surveys, it now runs on continuous, always-on data streams: CX audits and maturity assessments cross-referenced against real customer sentiment and behavior pulled from every channel, not a sample of it.
2. Design
Journey and strategy design now incorporates predictive behavioral modeling on top of the messy middle, the reality that customers loop between exploring and evaluating rather than moving in a straight line. Roadmaps are built with ROI in mind from day one, informed by what the data says is actually driving the loop, not what a workshop assumed was driving it.
3. Activate
Implementation support, change management, and C-suite alignment remain essential, because transformation that is not visibly backed by leadership rarely survives competing priorities. What is new is that Macky puts a live version of the methodology directly into client teams’ hands during activation, not just in a handover document.
4. Optimize
Governance and Voice of Customer programs used to run on an annual review cycle. Ours now runs on continuous, AI-driven reporting that keeps the initiative accountable to its financial targets in near real time, rather than waiting for the next scheduled check-in to find out something drifted off track.
Why this beats a generic CX consultancy, and why it beats a standalone AI tool
Two kinds of competitor exist in this market, and each has a structural weakness the other doesn’t. Generic CX consultancies deliver strategy decks and journey maps built on workshops, which look impressive on delivery day and are already going stale by the time the project wraps.
